Extremely disappointment on how they handle the mistakes and inconsistent billings

TripAdvisor Traveler Review Rating Reviewed 1 day ago

Below are versions tailored for the major review sites. Each keeps the strongest facts while remaining professional and credible. --- ## Google Reviews (about 1,800 characters) We chose this hotel for a special anniversary trip and proactively worked with the hotel weeks before arrival. We booked two Premium Street View rooms and confirmed through Booking.com messages that we would pay an additional daily fee to guarantee connecting rooms. The hotel also asked about our anniversary and drink preferences and offered concierge assistance, although our later restaurant reservation request was never answered. Unfortunately, the stay started poorly. Although we were told our connecting rooms were ready, after waiting over an hour for room keys we discovered the rooms were not connecting. The duty manager initially questioned whether I had made the request correctly until I showed him the Booking.com confirmation. He blamed the hotel's system for not downloading the messages, even though they had been sent six weeks earlier. The only solutions offered were either connecting courtyard rooms or lower-floor wheelchair-accessible street-view rooms, both downgrades from what we booked. What disappointed me most was the lack of ownership. After nearly two hours at the front desk, I had to ask what the hotel would do to make up for the mistake. The manager even asked, "What do you want from me?" Only after I insisted did he offer lunch and a 30% discount. Because of the delay, our planned museum visit had to be canceled. The confusion continued with breakfast and billing. We were given conflicting information about what was included, charged walk-in pricing instead of the discounted rate we purchased, and our checkout bill contained multiple errors. Even the revised invoice sent after we left still had incorrect charges and only applied the 30% discount to one room. Mistakes happen, but luxury hotels should recover professionally. Instead, I spent part of my vacation negotiating for arrangements that had already been confirmed weeks before arrival. **Rating: 2/5** --- I understand that hotels make mistakes. What matters is how they recover from them. Unfortunately, this hotel failed in that regard. Before arrival, I booked two Premium Street View rooms and confirmed connecting rooms through Booking.com messages more than six weeks in advance. I even agreed to pay an additional daily fee to guarantee them. The hotel also contacted us about our anniversary celebration and offered concierge services. When we arrived around 1 p.m., we expected to check in quickly before visiting nearby museums. Instead, we waited over an hour for room keys, only to discover the rooms were not connecting despite the front desk assuring us they were. The duty manager initially questioned whether I had requested connecting rooms correctly until I showed him the written confirmation. He blamed the hotel's system for not downloading the messages. His only solutions were downgraded rooms: either courtyard-view connecting rooms or lower-floor wheelchair-accessible street-view rooms. The most frustrating part was the lack of ownership. After standing at the front desk for another hour, I had to ask what the hotel intended to do to compensate us. His response, "What do you want from me?", was astonishingly unprofessional. Only after I insisted did he offer lunch and mention a 30% discount. Because of the prolonged delay, our afternoon museum plans were completely ruined. Unfortunately, the confusion continued throughout our stay. Breakfast inclusions were explained differently by different staff members, the discounted breakfast we purchased at check-in was billed at the walk-in rate for our children, and checkout revealed multiple billing mistakes. Even after leaving, we received another invoice that still contained errors. The disappointing part wasn't simply that mistakes occurred—it was that every issue required us to spend valuable vacation time correcting them ourselves. For a luxury hotel, I expected professionalism, accountability, and proactive service recovery. Instead, I left feeling that I spent part of my vacation negotiating for arrangements that had already been confirmed long before our arrival. This experience fell far short of the standard I expected.

Fabulous Experience!

We had a wonderful stay and can't thank the entire staff enough for their exceptional hospitality. From the moment we arrived, Natalie made us feel genuinely welcome and took such great care of us. We immediately knew we had chosen the right hotel. In addition to wonderful service, the rooms were very spacious and beautifully appointed. We were celebrating my husband's 75th birthday, and the team helped make it a truly special and memorable occasion. We highly recommend this hotel and look forward to returning!

Good but not great

TripAdvisor Traveler Review Rating Reviewed 2 weeks ago

Booked a premium view street view. We were assigned room on the 6th floor. Beware these have smaller windows and our view was nothing like the pictures - basically rooftops of an inner courtyard- not sure because we really couldn’t tell. Room and bathroom are nice. Bed comfortable. Service good particularly like concierge and luggage attendants though for rest average not great and front desk a little cold. I did ask to be changed room to same category and was refused. Would I book again now having been once to see the stained glass - no. The overall experience was just ok.

The Palace is our favorite hotel in Madrid. Alejandro and the entire team made our stay exceptional. From the moment we arrived, the service was warm, genuine, and attentive. Check-in and check-out were completely seamless, making the whole experience effortless. The hotel itself is absolutely beautiful, fully renovated, elegant, and impeccably maintained. Every detail reflects the care and pride the team puts into creating a first-class guest experience. A special thank you to Alejandro for his outstanding hospitality. His professionalism and kindness truly stood out and made us feel incredibly welcome. Without question, this is our top choice whenever we’re staying in Madrid. We can’t wait to come back!

Just returned from 5 night stay in junior suite at Westin Palace Madrid. Breakfasts were excellent as was the dinner. The front desk was very helpful, room comfortable, spacious and well equipped with luxury bath and delightful bed. Service outstanding. Overall, a first class hotel in Madrid. Five nights was just the right amount of time to see Madrid and surrounding sights. This was an excellent value through LL.

My husband and I traveled to Madrid this year and had booked a room at the Westin Palace for three nights. They put us on the special VIP guest floor in a spacious deluxe room with a magnificent marble bathroom and view of the city. If that wasn't enough, they also included a sumptuous breakfast buffet!

The Westin Palace, Madrid, was grand and our accommodations pure luxury. And their dining room served the best roast lamb in town.
